Beschwerdemanagement als Instrument der Kundenorientierung: Eine empirische Untersuchung zu den Implementierungsproblemen und Gestaltungsmöglichkeiten von Beschwerdemangement in der schweizerischen Versicherungsbranche
Complaints management plays a central role in the increasingly intensive
competition for market share and customers. The introduction and
implementation of a complaints management system can restore customer
satisfaction and optimise the company’s processes on the basis of the
complaints information. An extensively established complaints management
system is not least capable of making an important contribution to a
customer-oriented corporate strategy. In practice, the importance of
complaints management as a strategic tool for finding a perfect match
between the company’s processes and the customer is unchallenged. However,
this study shows that the introduction and implementation of a complaints
management system in the Swiss insurance industry had substantial potential
for improvement. The implementation of 9 complaints management systems were
studied in a period between 2006 and 2008. Firstly, the stage of
development and the integration of the complaints management systems in the
respective insurance company were determined. However, the core part of the
paper involves the analysis of the causes which explain the empirically
determined stage of development. What created or appeared as barriers with
regard to the further development of the complaints management system in
the insurance company concerned? The results of the investigation include
applicable solutions and are summarised as recommended actions which should
enable the sustainable introduction and anchoring of a complaints
management system in insurance companies.Im zunehmend intensiven Wettbewerb um Marktanteile bzw. Kunden spielt
Beschwerdemanagement eine zentrale Rolle. Denn mit der Einführung und
Umsetzung eines Beschwerdemanagementsystems können Kundenzufriedenheit
wiederhergestellt und die Unternehmensprozesse anhand der
Beschwerdeinformationen optimiert werden. So kann ein vollumfänglich
eingeführtes Beschwerdemanagementsystem nicht zuletzt einen wichtigen
Beitrag zur Umsetzung einer kundenorientierten Unternehmensstrategie
leisten. In der Praxis ist die Bedeutung von Beschwerdemanagement als ein
strategisches Instrument für eine konsequente Abstimmung der
Unternehmensprozesse auf den Kunden zwar unbestritten. Die vorliegende
Studie zeigt jedoch, dass die Einführung und Umsetzung eines
Beschwerdemanagementsystems in der Schweizerischen Versicherungsbranche
beträchtliche Verbesserungspotentiale hat. Hierzu wurde der
Umsetzungsprozess von 9 Beschwerdemanagementsystemen im Zeitraum von 2006
bis 2008 analysiert. Zunächst wurden der Stand der Entwicklung und die
Integration des Beschwerdemanagementsystems in den jeweiligen
Versicherungsunternehmen ermittelt. Der Schwerpunkt der Arbeit liegt jedoch
in der Analyse der Ursachen, die den empirisch ermittelten
Entwicklungsstand erklären. Was förderte oder erwies sich als Barriere,
wenn es um die Weiterentwicklung des Beschwerdemanagementssystems in den
betreffenden Versicherungsunternehmen ging? Die Ergebnisse der Untersuchung
umfassen anwendungsorientierte Lösungen und sind in Form von
Handlungsempfehlungen zusammengefasst, die eine nachhaltige Einführung und
Verankerung eines Beschwerdemanagementsystems in Versicherungsunternehmen
gewährleisten sollen
